What AI Agents Really Do for Hotels
What do the AI agents we build for hotels really do? What they need from your PMS, when they hand over to your team, and how to measure them.
Hotel teams often ask us whether an AI agent is just an “AI receptionist.” It's a fair question, and the short answer is no. Answering the phone is the easy part. What makes an AI agent useful to a hotel is what happens after the guest stops talking. Someone has to check the dates, write the booking, tell housekeeping about the extra pillows, or pass the call to a colleague who can sort out a complaint. That's the real work, and it's what this guide is about.
What do AI agents actually do in a hotel?
Think about an ordinary week at your front desk. Before guests book, they ask about rooms, parking and the airport transfer. When they're ready, they want to know if their dates are free and what it costs. During the stay they need towels, a late checkout or someone to look at the air conditioning. And after they leave, some of them would happily come back if someone asked at the right moment.
An AI agent can take part in every one of those moments, on the phone, in website chat, on WhatsApp or on Instagram. Each moment needs something different from the hotel. Answering a question needs good, approved information. Confirming a booking needs a live connection to your PMS or CRS. Sending a request to housekeeping needs a task system or a channel your team actually watches. Heyhotel's integrations are certified, and our agents work with write access from day one, so the booking, the task and the order land where your team already works.
What rules should a hotel AI agent follow?
There are a few rules we build into every Heyhotel agent. Our agents never call anything a confirmed booking until the reservation system confirms it. They don't invent a price, and they don't promise a sea view they can't see. They don't tell a guest the towels are on the way when all they've done is pass on the request.
Just as important, our agents know exactly when to hand over. When a guest asks for a person, when a request goes beyond what the agent is allowed to do, or when something urgent comes up, the conversation moves to your team at once, with everything already collected. Guests get a fast answer when an answer is enough, and the right person the moment they need one. That's why they trust our agents.
How does an AI agent fit with your PMS and your team?
The simplest way to picture it is four layers. Guests reach you through your channels. The agent understands what they want. Your systems, meaning the PMS, POS, CRM and task tools, hold the truth. And your team does everything that needs hands, judgment or a warm smile at check-in.
An agent is only as good as its connection to that third layer. So for every system, two questions matter. What can the agent read from it, and what can it write to it?
How do you know it's working?
When I review results with a hotel team, the first thing I ask is to look past the conversation count. Busy isn't the same as useful. What matters is how many bookings were confirmed in the PMS, how many requests the team actually completed, how quickly a colleague picked up when the agent handed over, and what guests said afterwards. If conversations go up while confirmed bookings stay flat, something in the content or the integration needs a closer look.
What does getting started look like?
My first conversation with a new hotel is usually about information, not technology. Together we gather the facts the agent may share, like rooms, policies, services and opening hours, and our team connects the systems it needs. Then comes testing. No Heyhotel agent goes live before it has been through scripted calls and messages in every language the hotel wants, and one that fails doesn't launch. After launch, every conversation keeps being reviewed, and anything that can be done better becomes a new test.
Many hotels go live across all their channels on day one. Others like to begin with a focused role, such as covering the night hours when the team is smallest, picking up any call that rings three times without an answer, or looking after guests who speak a particular language. Whichever way they start, our customers go on to have their agent working around the clock.
Frequently asked questions
Is an AI agent the same as an AI receptionist?
Not quite. An AI receptionist usually answers calls. An agent also acts, within the permissions you give it, and knows when to hand over.
Will an AI agent replace the front desk team?
No, and it shouldn't try. It takes the repetitive questions and the 2 a.m. calls, so your team has more time for the guests standing in front of them.
Can one agent cover the phone and messaging?
Yes. The same agent and the same hotel information can serve your phone line, website chat, WhatsApp and Instagram, so guests hear the same answer wherever they ask.
