The Guests You Already Won: Win-Back Calls That Bring Past Guests Back Direct

Last summer's guests are planning this summer right now. How Heyhotel's AI agent calls them in their language and books them direct, with consent.

It is a Sunday evening in March. Anna Schmidt is on the sofa in Munich with a tablet, planning the summer. Last July the family spent a week at your hotel in a sea-view family room, and the children, then 8 and 11, cried on the way to the airport. She types the destination into an OTA app, scrolls past your hotel and stops at the one next door, which has a discount badge and a photo of a bigger pool. Two taps later the summer is booked. Or she books your hotel through the same app, and you pay commission again for a guest you had already won.

Everything you needed to stop this has been sitting in your PMS for eight months. Her name, her language, the room, the dates, the children's ages and the fact that she agreed to hear from you. Nobody called. Reception cannot phone a few thousand past guests in German, Russian, English and Arabic between check-ins, and the newsletter landed in a promotions folder.

This is how OTA dependence grows, quietly. In HOTREC's European Hotel Distribution Study, the OTA share of hotel bookings rose by about ten percentage points between 2013 and 2023 (HOTREC 2024). The 2026 edition, based on 2,713 properties, puts OTAs at 29.9% of bookings in 2025 (PhocusWire). Every past guest who rebooks through an app adds to that number.

What is a win-back campaign, really?

A win-back campaign invites past guests who agreed to be contacted to come back, directly, at a moment that fits their last stay. Done well, it does not feel like marketing. It feels like the hotel remembered you. Heyhotel's agents run these campaigns by phone and by message, in the guest's own language, and turn interest into a confirmed booking in the same conversation.

Who should hear from you, and when?

The last stay sets the timing. Summer families hear from you while they are still deciding, before your early-booking window closes. Weekend couples hear from you a few weeks after they leave, with a quieter midweek date or an event weekend. Business travellers hear from you when the next fair or congress in your city is announced, with their usual room and any corporate rate that applies. Wedding guests hear from you near the anniversary. Guests who left with an unresolved complaint get no offer at all, only a service follow-up once the problem is solved. Treat these timings as a starting point and let your own results adjust them.

What does the call sound like with Heyhotel?

Run the spring again. In February, before the early-booking window closes, Heyhotel's agent calls Anna. The hotel's CRM shows that she agreed to hear from the hotel, so the call is allowed, and the agent greets her by name, in German. It says it is the hotel's AI assistant, why it is calling, and that one word is enough to end the call.

Anna asks whether the same room is free for the same week. The agent checks the PMS and offers the sea-view family room for those dates at the hotel's direct rate, with the extra the hotel has set for returning guests, such as a free airport transfer. The agent has the guest's history in front of it, so it remembers what a good receptionist would remember. The children are a year older, so it asks whether they still need the extra bed and mentions that the kids' club runs that week. Anna says yes. The booking goes into the PMS during the call, and the confirmation reaches her in German before she has put the phone down. Heyhotel's integrations are certified, and the agent writes into the hotel's systems from day one.

Two days later her husband calls the hotel at 22:00 to add a night. The agent answers in German, finds the booking and extends it. Had he switched to English halfway through, the agent would have switched with him. It works in more than 35 languages.

What happens when the answer is no?

Not every call ends in a booking, and it does not have to. When a guest says “not this year”, the agent thanks them, asks whether they would like to hear from the hotel again and records the answer, so nobody calls them twice. When a guest says the air conditioning was broken last time and nobody came, the agent drops the offer at once, apologises and hands the conversation to guest relations with a summary. The team can listen to the full call in the dashboard, with recording and transcript, and that guest hears no offers until the problem has been put right.

How does the hotel know it worked?

Every campaign conversation lands in the dashboard with recording and transcript, classified by topic. The team sees not only who booked but why others did not. Dates that did not fit, a question about price, the pool next door. The number that matters is completed stays, not calls made. Whenever the team wants to, they can watch a campaign call live and step in. This is where communication becomes operations, because last summer's guests tell you in their own words what would bring them back.

Frequently asked questions

Is a list of past guests enough to start calling?

No. A contact list is not consent. Each guest needs valid permission for the channel you use, under the rules where they live. In Türkiye, commercial calls and messages require a record in İYS, the national message management system. Calls go only to guests with permission, and a “no” is recorded on the spot.

Should win-back offers always be discounts?

Not necessarily. Being recognised, with the same room, the same week and a team that remembers the children, often matters more than price.

Can the agent book during the call?

Yes. Heyhotel's integrations are certified and the agent writes into the PMS from day one, so the booking is confirmed during the call and the confirmation reaches the guest in their language.

Which channels can a campaign use?

Phone calls and messages, including WhatsApp, where an approved template opens the conversation and the agent carries it on in the guest's language.
