The Night Manager Can See Everything: Live Session for Hotel AI Conversations

01:40, a family stuck at arrivals, an AI agent already helping and a night manager who sees it all. How Heyhotel's live session lets your team step in.

It is 01:40 and Layla Haddad is standing in the arrivals hall with two sleepy children and four suitcases. The flight was three hours late, and the transfer driver has gone home. She writes to the hotel on WhatsApp.

Heyhotel's agent answers within seconds. It finds her booking, sees the late arrival, and tells her that her room is held and that it is arranging a car. At the same moment the conversation appears on Kerem's screen. He is the night manager, and he can see the whole exchange as it happens, with the guest's name, the booking and the agent's replies. He reads three messages and decides he would like to look after this family himself.

“Mrs. Haddad, this is Kerem, the night manager. Our own car is leaving now and will be with you in 25 minutes. Your room is ready, and there will be warm milk for the children.” She does not have to explain anything again, because Kerem has read every word. When she arrives at 02:30, he is at the door.

Why does live session matter?

Because guests trust AI more when they know a person is behind it. In a Gartner survey of 3,566 customers conducted in February and March 2026, 87% said it is essential for companies using generative AI in customer service to offer a way to reach a human agent, and the ability to switch to a person was the most common thing that would change the mind of customers unwilling to use AI (Gartner). Hotels feel the same from the other side. The question every general manager asks before going live is not whether the agent knows the pool hours. It is what happens when something important comes in at 01:40, and whether anyone will see it.

What can the team do in a live session?

Watch any conversation the agents are having, as it happens. The team sees what the agent sees, including the guest's name, the booking, the language and the conversation so far. At any moment a team member can step in and take over, and because they have followed everything, the guest never has to start from the beginning. Afterwards the full conversation stays in the dashboard with recording and transcript, classified by topic.

When do teams step in?

When it matters to them. A returning guest who always asks for the same table. A wedding planner asking about thirty rooms for June, where the sales manager wants to be part of the conversation. A delicate complaint the general manager wants to handle personally. A new receptionist's first week, spent watching how good answers sound. And in the first days after go-live, many teams simply watch, because seeing is how trust is built. Many hotels go live on every channel from day one, while others start with a focused role, such as night hours, calls that ring three times unanswered or guests in one language. Either way, the team can watch every conversation live from the first minute.

Does the agent still hand over on its own?

Yes. Live session is the team choosing to join, and handover is the agent choosing to bring someone in. When a guest repeats a request that has not been solved, sounds frustrated or reports an emergency, the agent hands over at the right moment and the team receives a summary, so the person picking it up knows the story before saying hello.

The agent knows the job and it knows your hotel, and like any good new colleague it does not mind someone looking over its shoulder.

Frequently asked questions

Can staff join a conversation the agent is already having?

Yes. A team member can step into any live conversation and take over, with the whole conversation in front of them.

Do we have to watch all the time?

No. The agent handles conversations on its own and hands over when a person is needed. Live session is there for the moments you want to be part of.

Does the guest have to repeat anything?

No. The person who joins has followed everything so far, and when the agent hands over by itself, the team also receives a summary.

Is everything kept afterwards?

Yes. Every conversation stays in the dashboard with recording and transcript, classified by topic.
